The Customer Services Manager leads the day-to-day customer services function, ensuring customers receive accurate, timely, and professional support across enquiries, order issues, billing, service requests, and escalations. This hands-on role builds a responsive, customer-focused team, working closely with Sales, Finance, Order Management, Billing, and Technology to reduce friction, resolve issues quickly, and improve service quality through data and root-cause analysis.
About the Role
As a Customer Services Manager, you will be responsible for:
Lead daily service delivery across inquiries, service requests, order and billing queries, and escalations, ensuring issues are logged, prioritized, and resolved within agreed timeframes.
Manage escalations with urgency, keeping customers and internal stakeholders clearly informed.
Monitor queues, response times, and quality to maintain consistent service standards, with clear handoffs across support teams.
Use customer feedback and operational data to identify root causes, reduce repeat contacts, and recommend process, system, and training improvements.
Lead, coach, and develop the team, setting clear goals, performance expectations, and development plans.
Strengthen knowledge sharing, cross-training, and business continuity, and support the team through change.
Simplify workflows, reduce ambiguity around ownership and escalation routes, and identify opportunities to standardize or automate manual work.
Partner with Technology on system, workflow, and reporting improvements, applying Agile/Lean approaches where useful.
Establish and track KPIs (response/resolution time, backlog, escalation volume, CSAT, quality scores, repeat contacts) and maintain SOPs and knowledge materials.
Provide regular performance updates and escalate operational or compliance risks promptly with recommendations.
Identify and champion opportunities to use AI and automation tools (e.g., for triage, response drafting, quality monitoring, or reporting) to improve speed, consistency, and capacity across the team.
About You
Experience supporting transformation, integration, or operating model improvement, and familiarity with quality frameworks and root-cause analysis.
Bachelor's degree preferred (Business, Commerce, Operations, Customer Experience, Finance, or related); equivalent experience considered.
Strong experience in Customer Services, Customer Operations, Order Management, or Shared Services, including proven people management of service or operational teams across multiple regions or processes.
Solid grasp of enquiry management, case handling, escalation management, and service delivery, gained by working closely with Sales, Finance, Billing, and Technology to resolve customer-impacting issues.
A process-improvement mindset and comfort using data, reporting, and KPIs to manage performance and prioritize work.
Excellent written and verbal communication skills, and the ability to work through ambiguity and change.
Experience with CRM, case management, ERP, or billing/order management systems (e.g., SAP, Salesforce, Conga) and comfort with dashboards and reporting tools.
Curiosity and comfort adopting AI-enabled tools (e.g., for case triage, response drafting, or trend analysis) to improve team speed and consistency.
Print, publishing, subscription, eCommerce, reseller, or B2B/B2C customer environments.
Shared services / global business services background, particularly India and/or Philippines delivery models.
Certification in customer experience, Agile, Lean, Six Sigma, or people management/coaching is a plus.
